Written by the Removal Lab team.

Ever written a reply to a bad review, read it back and thought “I sound like a hostage negotiator having a rough day”? You are in good company. Knowing how to respond to a negative Google review is one of the cheapest ways to protect your reputation. The best replies are short, calm and specific. They are written for the next customer reading, not the angry one. Removal Lab helps businesses reply well and checks whether a review breaks the rules.
The quick version: how to respond to a negative Google review
1. Wait until you are calm.
2. Thank them and use their name if it is shown.
3. Acknowledge the issue without arguing.
4. Offer a private way to sort it out.
5. Keep it under 80 words. Sign with a real name.
Why it pays to respond to a negative Google review
People read reviews before they call. They also read the replies. A good reply tells them you listen and you fix things. A missing reply tells them nobody is home. An angry reply tells them to call someone else.
Think of each reply as a short advert for your customer service. When you respond to a negative Google review well, the review stops being the whole story.
The five rules for every reply
| Rule | Why it matters |
|---|---|
| Stay calm | Readers judge your tone more than the complaint. |
| Be specific | Generic replies look copied. Mention the actual issue. |
| Protect privacy | Never confirm private details about a customer in public. |
| Take it offline | Offer a phone number or email so the details stay private. |
| Keep it short | Two to four sentences is plenty. |
Templates you can adapt
Copy these as a starting point. Change the words so they sound like you. Every template here is written to help you respond to a negative Google review without making things worse.
1. A real customer with a fair complaint
Hi Sam, thank you for telling us. You waited far too long and that is on us. We have changed how we book appointments so it does not happen again. Please call us on [number] so we can make it right. Jane, Manager
2. You cannot find any record of the reviewer
Hi Alex, we take every review seriously, but we cannot find a booking under this name. Could you contact us at [email] with your booking details so we can look into it? Jane, Manager
3. A one star rating with no text
Thank you for your rating. We would like to understand what went wrong. Please reach us at [email] so we can help. Jane, Manager
4. A review that names a member of staff
Hi Chris, thank you for the feedback. We have read your comments and we are looking into them with the team. Please contact us at [email] so we can talk it through. Jane, Manager
5. A review that looks like it came from a competitor
We have no record of working with you and the details here do not match our service. If we have this wrong, please contact us at [email] with your booking reference. Jane, Manager
For template five, reply calmly and then report the review. Google treats coordinated or biased reviews from competitors as rating manipulation. Read which Google reviews break the rules for the full list.
What not to write
- “This never happened.” Unless you can prove it, this reads as defensive.
- “We will see you in court.” Public legal threats put readers off. In the United States the FTC rule on reviews also bans suppressing reviews through legal threats or intimidation.
- Order numbers, addresses or medical details. Never share private information in a reply.
- The same pasted reply on every review. Readers notice. So does everyone else.
Should you respond to a negative Google review that might be fake?
Yes, but keep it neutral. Say you cannot find a record and invite contact. Then report it under the policy it breaks. Our step by step guide on how to remove a Google review walks you through reporting and the one time appeal.
Your reply does not change whether Google removes the review. It only changes what readers think while the report is checked.
How to respond to negative reviews on Google step by step
- Open your Business Profile. Search your business name on Google while signed in, or open Google Maps.
- Select Read reviews and find the review.
- Select Reply. Write your answer using the rules above.
- Read it out loud once. If it sounds defensive, cut it.
- Post it. You can edit or delete your reply later from the same place.
On the Google Maps app, open your business, go to Reviews and tap Reply under the review.
How long your reply should be
| Type of review | Good length | Why |
|---|---|---|
| One star, no text | 1 to 2 sentences | There is nothing to answer in detail |
| Fair complaint | 3 to 4 sentences | Own it, fix it, invite them back |
| Angry and long | 3 sentences | Do not match their length or their tone |
| Possibly fake | 2 sentences | Say you have no record and invite contact. Report it separately |
A weak reply and a strong reply
| Weak reply | Strong reply |
|---|---|
| We are sorry you feel that way. Our team is always professional and this is not like us. | Thanks for telling us, Sam. A 40 minute wait is not OK. We have added a second person at the front desk on Fridays. Please call me on the number on our profile so I can make it right. |
| You never came here. This review is fake. | We cannot find a visit under this name. If we got something wrong, please contact us so we can look into it. |
The strong replies are short, specific and calm. They speak to the next customer as much as to the reviewer.
More templates for common complaints
6. Long wait or late delivery
Thanks for your patience, [name]. You waited longer than you should have on [day]. We have changed [what you changed]. We would love the chance to do better.
7. Price complaint
Thanks for the feedback, [name]. Our prices cover [what is included]. We are happy to talk through the bill with you. Please reach us on [contact].
8. Rude staff claim
Thank you for raising this, [name]. We have spoken with the team about your visit. Please contact [manager name] directly so we can hear the full story.
Respond in public, then follow up in private
- Post a short public reply first.
- Contact the customer privately if you have their details.
- Fix the problem if you can.
- Once it is fixed, you may ask once if they want to update their review. Never offer anything in return.
- Note what happened so the same issue does not repeat.
Reply or report?
Do both when a review breaks Google rules. Reply calmly for future readers, then follow our guide on how to dispute a Google review. A calm reply never hurts a dispute.
How Removal Lab helps
We review the complaint against Google’s policies, tell you honestly whether it qualifies for removal and help you write a reply that protects your name. There is no upfront payment on qualifying cases. See our Google review dispute help or our business review removal service.
Related: If the review breaks Google rules, you can also dispute the Google review.
More ways to respond to a negative Google review: templates by situation
The eight replies above cover the everyday complaints. The ones below cover the awkward cases. When you respond to a negative Google review like these, one wrong word can turn it into a public row.
These are examples, not scripts
Every reply on this page is an example written by Removal Lab to show tone and structure. The names and details are made up. Change them so the reply fits what really happened and sounds like you.
9. A mistake you have already fixed
Example replyHi Dana, you are right. We sent the wrong size and that should not have happened. We now check every order twice before it leaves. A replacement is on its way and we will email you today to confirm. Priya, Customer Care
Say what changed. Readers trust a fix more than an apology.
10. A product that broke or did not work
Example replyHi Marcus, thank you for letting us know. A [product] should not fail after [time]. Please send your order number to [email] and we will repair or replace it. Tom, Owner
Ask for the order number privately. Never ask for it in the public reply.
11. A billing error or double charge
Example replyHi Leah, sorry about the confusion with your bill. To protect your privacy we will not discuss account details here. Please call [number] and ask for Sam, who will check the charge with you today. Sam, Accounts
Never post amounts, card details or account numbers in a public reply.
12. A complaint about your deposit or cancellation policy
Example replyThanks for the honest feedback, Jo. We ask for a deposit because a missed booking means turning other customers away. We know it is frustrating when plans change. Please contact us at [email] so we can talk it through. Ana, Manager
Explain the reason for the rule once. Do not argue it line by line.
13. Something outside your control
Example replyThanks, Kim. Parking near us is hard on match days and we know it spoils the start of a visit. We now list the nearest car parks in our booking email. We hope that helps next time. Ana, Manager
Google suggests you acknowledge mistakes but do not take responsibility for things outside your control.
14. A mixed review with praise and a complaint
Example replyThank you, Ravi. We are glad the team made you feel welcome. You are right about the slow checkout and we have added a second till at weekends. We hope to see you again. Lucy, Owner
Thank them for the good part, then answer the complaint. Skip the sales pitch.
15. An old review about a problem you have since fixed
Example replyThank you for this feedback, Grace. Since your visit we have [what you changed]. If you are ever back, we would love to show you the difference. Mo, Manager
A late reply is still worth posting. New readers see the fix, not the date gap.
16. A reviewer who swears or is abusive
Example replyWe are sorry to read this and we want to understand what happened. Please contact [manager name] at [email]. Jane, Manager
Keep it to two lines and never repeat their words. Profanity used to offend can break Google’s Obscenity and profanity policy, so report it as well.
17. A review that shares private details about staff or customers
Example replyThank you for your feedback. Please contact us at [email] so we can talk about your visit privately. Jane, Manager
Never repeat the private detail in your reply. Report the review under Personal information.
18. A former employee posing as a customer
Example replyWe cannot find a customer visit under this name. If we have this wrong, please contact us at [email] so we can look into it. Jane, Manager
Do not mention their job or why they left. Google lists conflict of interest, including current or former employment, under Rating manipulation, so report it.
19. A review meant for a different business
Example replyThanks for posting. We think this review may be meant for another business, as we do not [offer that service or have a branch there]. If we are wrong, please contact us at [email]. Jane, Manager
Report it as off topic. Google only allows content about experiences at that specific place.
How to respond to negative reviews on Google: templates by industry
Every trade has its own traps. A clinic cannot say what a car dealer can. Here are two example replies for each of eight industries, with the rule that matters most in each.
Restaurants and bars
Example reply: cold food or slow serviceThanks, Ellie. Cold food on a busy Saturday is not the standard we set. We have spoken with the kitchen about timing at the pass. Please ask for me next time so I can look after you. Marco, Head Chef
Example reply: a claim of feeling unwell after a mealThank you for telling us, Tom. We take any report like this seriously and we have started checking that day’s records. Please contact me directly at [email] so I can get the details. Sara, General Manager
Never offer a free meal in return for changing the review. Google bans incentives in exchange for revising or removing a negative review. More help for venues is on our page on review removal for restaurants and hotels.
Dental and medical practices
The rule that matters most
Do not confirm that the reviewer is a patient and never mention treatment, appointments or records. In the United States, the HHS Office for Civil Rights says providers cannot disclose patients’ protected health information when they respond to negative online reviews. A California dental practice paid $23,000 to settle a case over replies to patient reviews.
Example reply: any complaint about careThank you for your feedback. Our privacy rules mean we cannot discuss anyone’s care online. We would welcome the chance to talk. Please call our practice manager on [number]. Helen, Practice Manager
Example reply: a complaint about waitingThank you for your feedback about waiting times. We are working on how we schedule appointments. If you would like to talk about your experience, please call our practice manager on [number]. Helen, Practice Manager
Both replies answer the topic without confirming who the person is. See review removal for dentists and doctors if a review crosses a line.
Contractors and home services
Example reply: a job that ran lateThanks, Dave. Delays on your job were frustrating and we should have kept you better informed. We now send a written update at the end of each day on site. Please call me on [number] to talk through the final invoice. Chris, Owner
Example reply: someone who only received a quoteWe have looked for a job under this name and can only find a quote, with no work carried out. If we have missed something, please contact us at [email] with the address. Chris, Owner
If the person never hired you, the review may not be based on a real experience, which Google treats as Fake engagement. Our page on review removal for contractors explains the evidence that helps.
Hair and beauty salons
Example reply: unhappy with a colour or cutHi Mia, we are sorry the colour was not what you hoped for. We would love the chance to put it right. Please call the salon on [number] and ask for Jess, our senior colourist. Bea, Salon Owner
Example reply: a late appointmentThanks, Zara. Waiting past your booked time is not OK and we are sorry. We have changed how we space appointments on busy days. We hope to see you again. Bea, Salon Owner
Offer to fix the problem, never a discount for a better rating. A fix is customer service. A reward for a changed review breaks Google’s rules.
Hotels and holiday lets
Example reply: a room that was not cleanDear Ahmed, thank you for telling us. A room that is not clean on arrival lets you down from the first minute. Our housekeeping lead has gone through your feedback with the team. Please email me at [email] so I can follow up personally. Helen, General Manager
Example reply: noiseThank you, Paul. Street noise at weekends is something guests mention and we now offer quieter rooms at the back when you book. Please mention it next time and we will do our best. Helen, General Manager
Do not confirm room numbers, dates of stay or who the guest travelled with.
Law firms
The rule that matters most
In the United States, ABA Formal Opinion 496 says a negative online review alone does not allow a lawyer to reveal confidential client information. The ABA suggests lawyers consider not replying at all. If you do reply, it suggests inviting the person to contact you privately or saying that professional considerations prevent a reply online. Lawyers elsewhere should check their own regulator’s rules.
Example reply: a former clientWe take all feedback seriously. Professional obligations mean we cannot respond to the details online. Please contact our office on [number] so we can discuss your concerns. Sarah, Managing Partner
Example reply: someone who was never a clientWe cannot comment on any matter online. If you would like to raise a concern, please contact our office on [number]. Sarah, Managing Partner
Never say in public who the reviewer is or what side of a case they were on. Our page on review removal for law firms covers the reviews firms ask about most.
Car dealers
Example reply: sales pressure or priceHi Jordan, thanks for the feedback. Feeling pushed is not the experience we want anyone to have. Please call me on [number] and I will go through the figures with you. Ken, Sales Manager
Example reply: a repeat fault after a serviceThanks, Nina. A car that comes back with the same fault is frustrating. Please call our service manager, Omar, on [number] so we can book it back in and look at it again. Ken, Sales Manager
Do not post the registration, the VIN or any finance details.
Online shops
Example reply: late deliveryHi Sophie, sorry your order arrived late. Our courier had delays that week, but we should have told you sooner. We now send tracking updates by text. Please email [email] if anything is still missing. The [Brand] team
Example reply: a damaged or wrong itemThanks, Leo. A damaged item is a poor first impression and we are sorry. Please reply to your order email or contact [email] and we will sort out a return or replacement. The [Brand] team
Never post order numbers, addresses or tracking links in public.
What not to say when you respond to a negative Google review
Most of the damage comes from the reply, not the review. These are the lines to avoid and the rules behind them.
| Do not write | Why | Write this instead |
|---|---|---|
| Any detail about the customer’s visit, order, account or address | Google’s reply tips say never share a reviewer’s private information. | “Please contact us at [email] so we can look into it.” |
| Anything that confirms someone is a patient, or mentions their treatment | In the United States, HHS says providers cannot disclose patient health information when they reply to reviews. | “Our privacy rules mean we cannot discuss anyone’s care online.” |
| Anything about a client’s legal matter | ABA Formal Opinion 496 says a negative review alone does not allow a lawyer to reveal confidential information. | “Professional obligations mean we cannot respond to the details online.” |
| “Take this down or we will sue.” | In the United States, 16 CFR 465.7 bans an unfounded or groundless legal threat, a physical threat or intimidation used to stop a review or get it removed. | Speak to a lawyer in private. Reply calmly in public. |
| “This person is a liar.” | The same rule covers a public false accusation. It also reads badly to every future customer. | “We cannot find a record of this visit. Please contact us so we can look into it.” |
| “We will refund you if you delete this.” | Google bans incentives in exchange for revising or removing a negative review. | Fix the problem with no strings attached. You may ask once if they want to update their review. |
| “Use code SAVE10 on your next visit.” | Google advises replies that are conversational, not promotional. | Answer the complaint. Keep offers for your marketing. |
| The same pasted line on every review | Google suggests focusing on reviews where you can share a helpful update, instead of the same thank you to everyone. | One specific sentence about their point. |
| “It was all our fault” when it was not | Google suggests you acknowledge mistakes but not take responsibility for things outside your control. | Say what you can do and what you have changed. |
A quick privacy test
Before you post, ask one question. Could a stranger learn anything new about this person from my reply? If the answer is yes, cut it.
How your reply shows on Google
Knowing what happens after you respond to a negative Google review helps you write a better reply. This is what Google’s Business Profile help pages say.
| Question | What Google says |
|---|---|
| Do I need to verify my business first? | Yes. You must verify your business before you can reply to reviews. |
| Will the reviewer know I replied? | Yes. The person who wrote the review is notified when you reply. |
| Whose name appears on the reply? | The reply appears as your business. Your personal name is not shown. |
| How fast does it go live? | Replies usually take up to 10 minutes to review. Sometimes it can take up to 30 days. |
| Can Google reject my reply? | Yes. Replies must follow Google’s content policies. If a reply is not approved, Google asks you to edit it. |
| Can I change it later? | Yes. Open Read reviews, select Edit under your reply, change the text and select Update. To remove it, select Delete and then Delete again. |
Because the reviewer is notified, write as if you are talking to them and to every future customer at the same time.
When to report instead of reply
Sometimes the best way to respond to a negative Google review is to report it. A reply is for a real customer with a real complaint. A report is for a review that breaks Google’s rules. Google says not to report a review just because you disagree with it or dislike it. Use this table to pick the right move.
| Situation | Reply? | Report? | What to do |
|---|---|---|---|
| A real customer with a fair or harsh complaint | Yes | No | Reply calmly and fix what you can. |
| The reviewer was never a customer | Yes, short and neutral | Yes | Google’s Fake engagement policy covers content not based on a real experience. |
| A competitor or a current or former employee | Yes, short and neutral | Yes | Google lists conflict of interest, including employment and industry competitors, under Rating manipulation. |
| Swearing, slurs or personal attacks | Optional, two lines at most | Yes | Report under Obscenity and profanity, Harassment or Hate speech. |
| Private details about staff or customers | Optional, never repeat the detail | Yes | Report under Personal information. |
| A review of a different business or a political rant | Optional | Yes | Report as Off topic. |
| Phone numbers, links or adverts in the review | No need | Yes | Report under Advertising and solicitation. |
| Someone demands money, goods or services to remove reviews | No | Yes, through the extortion form | Do not engage or pay. Use Google’s merchant extortion report form. |
How to report a review from your Business Profile
- Go to your Business Profile and select Read reviews.
- Next to the review, select Report.
- Choose a reason. Google gives Spam and Profanity as examples.
- Select Send report.
Google says review evaluation typically takes several days. If the review stays up, you get a one time appeal in the Reviews Management Tool and you can select up to 10 reviews in it. Google emails you the result. Our guide on how to dispute a Google review covers the appeal step by step. Our guide to a fake Google review from a competitor covers the evidence to gather.
If someone asks for money to remove reviews
Google describes the pattern. A sudden rise in one star and two star reviews, then someone demanding money, goods or services to remove them. Google’s advice is plain: do not engage with or pay them. Do not try to sort it out yourself by offering money or services either.
Do not reply to the reviews. Take screenshots of every message with the date, time and sender. Copy the link to each review and note when the reviews started. Then use Google’s merchant extortion report form. Google investigates and tells you the result. Our guide on whether you can pay to remove Google reviews lists the warning signs of these scams.
Not sure whether to reply or report?
Send the review to Removal Lab. A specialist checks it against Google policy for free and replies within one business day. No upfront payment on qualifying cases.
Frequently asked questions
Should I respond to a negative Google review?
Yes, in most cases. A calm reply shows future customers how you handle problems. Keep it short, polite and free of private details.
How fast should I respond to a negative Google review?
As soon as you can do it calmly. A quick reply looks attentive. A reply written in anger looks worse than no reply at all.
Can my reply get a review removed?
No. Your reply does not change whether Google removes a review. Removal only happens when the review breaks Google’s content policies and you report it.
What should I never say in a reply?
Never share a customer’s private details, never threaten legal action in public and never accuse the reviewer of lying without proof.
What if I think the review is fake?
Say politely that you cannot find a record of the visit and invite the person to contact you. Then report the review for the matching policy. Our guide on how to remove a Google review explains the steps.
How do I reply to a Google review?
Open your Business Profile on Google Search or Maps, select Read reviews, find the review and select Reply. Write your answer and post it. You can edit it later.
Can I ask a customer to change a negative review?
You can ask once, after you fix the problem. Never offer a refund, discount or gift in return for a change. That can break Google rules.
How long should a reply to a bad review be?
Short. Two to four sentences works for most reviews. Long replies read as defensive.
Does the reviewer see my reply to their Google review?
Yes. Google notifies the person who wrote the review when you reply, so write it for them and for every future customer reading.
Why is my reply to a Google review not showing?
Google checks replies against its content policies first. It usually takes up to 10 minutes but can take up to 30 days. If a reply is not approved, Google asks you to edit it.
Will my own name show on my reply?
No. Google says the reply appears as your business and your personal name is not shown. You can still sign off with a first name and role in the text.
Can a doctor or dentist reply to a negative Google review?
Yes, but without any patient information, not even confirming the person is a patient. In the United States, HHS says providers cannot disclose protected health information when replying to online reviews.
Should a lawyer reply to a negative Google review?
ABA Formal Opinion 496 suggests US lawyers consider not replying. If you do, invite the person to contact you privately or say that professional considerations prevent a reply online. Never reveal client information.
What should I do if someone demands money to remove my reviews?
Do not reply, engage or pay. Save screenshots of every message and links to the reviews, then use Google’s merchant extortion report form.
